Thank you for taking the time to share your feedback. We are very happy to hear that you found the villa beautiful, comfortable, and well-stocked and, most importantly, that you were able to enjoy your family time together. We are sorry that the beginning of your stay was frustrating, and we would like to provide some clarification regarding your experience. Our arrival instructions were emailed approximately one month before your stay, and another copy was sent through VRBO two days prior to your arrival. Those instructions explain that check-in begins at 2:00 PM, rather than 1:00 PM when your party arrived, as well as the check-in procedure. Our Guest Services Manager also texted you upon your arrival but unfortunately did not receive a response. We completely understand that after 13 hours of traveling with four children, everyone was understandably ready to get settled and begin their vacation. Our arrival information also explains that the orientation typically takes approximately 30–45 minutes. Because your reservation included a golf cart, additional information regarding its operation and appropriate usage also needed to be reviewed. Our team discussed that the cart seats four people, and your husband elected to proceed with the rental. We are sorry that you ultimately found it did not suit your intended use as the beach path is for walking only. Regarding the air conditioning, we absolutely understand how important a comfortable villa is, particularly in the Hawaiian climate. Maintenance initially inspected the system approximately two hours after your arrival and reported that it was operating properly. However, our Guest Services Manager continued personally monitoring the temperature and, when she felt that it still was not cooling as it should, she contacted Maintenance again rather than simply accepting their initial assessment. When the concern continued, she escalated the matter directly to the Chief Engineer, which resulted in another technician coming to the villa, evaluating additional potential causes, and adding refrigerant and replacing a capacitor. This ultimately brought the temperature down to approximately 73 degrees. We had not received this particular complaint from previous guests, which is what our manager was attempting to communicate, rather than dismissing your concern. We will certainly continue monitoring the system going forward. We also remind guests that opening the lanai doors automatically shuts the air-conditioning system off, which can significantly affect the villa temperature during the hottest portions of the day. We are sorry if our team’s efforts ever came across as defensive, as that was certainly not the intention. From our perspective, our staff worked diligently throughout the situation and continued escalating the A/C concern until it was resolved rather than simply telling you that nothing was wrong. They remained available throughout your stay and continued assisting with your requests, including personally bringing additional garbage bags to the villa the day before your departure, even though our arrival information explains that household items are provided as starter supplies. We recognize that the first couple of days did not begin as smoothly as any of us would have wanted. While some circumstances were outside our staff’s direct control, we believe they made every effort to address the concerns that arose and ensure your family could enjoy the remainder of your vacation. We nevertheless appreciate your comments, because guest feedback gives us the opportunity to review both our property and our procedures and determine where the experience can be improved. Thank you again for staying with us. We truly are glad that, despite the challenges at the beginning of your visit, you found the villa beautiful and comfortable and were able to leave with wonderful memories of your family time together.
